IT service desk, identity and student systems support for an Ontario university

A mid-sized Ontario university with roughly 30,000 students, a substantial international student population, and bilingual programme obligations.

IT demand at a university is not seasonal in the ordinary sense. It is spiked. The two weeks around each term start generate a volume of account, access, enrolment system and device support requests that would justify triple the establishment, and the rest of the term does not. The university had been managing this with overtime, redeployment and student casuals, and the result was long waits at exactly the moment when a new student's impression of the institution is formed. Accessibility obligations under AODA applied to every support interaction, and the international student population needed support in languages the internal team could not cover.

We established a managed service in Ontario with a contractually defined seasonal capacity band, sized to normal term demand and pre-committed to scale for the term start peaks at agreed rates, with capacity trained and current rather than assembled in the week before.

Scope covers first and second line service desk, identity and account management, learning management and student information system support, device and connectivity support, and multi-factor authentication support, which is consistently the single highest volume category at every university and the one where a bad experience locks a student out of their own education. Support is delivered in English, French and Mandarin.

All interactions follow AODA-compliant accessible support practice, with alternative contact channels and documented accommodation handling.

Résultats

Term start wait times reduced from a peak measured in hours to under six minutes across the two most recent cycles. First contact resolution reached 74 percent. Account lockout resolution, the highest volume category, moved to a self-service and assisted model that cut its ticket volume by 38 percent. Support became available in three languages for the first time. The university's internal IT team was released from tier one work to focus on systems and security. Student satisfaction with IT support rose from the lowest-rated service in the institutional survey to mid-table within two cycles.

The university's problem was not average demand. It was peak demand, and it was being solved with instruments designed for average demand. Pre-committed, pre-trained seasonal capacity costs more to maintain and considerably less than the alternative.
